1- INTRODUCTION
Before the liberalization of the Indian economy, only a few companies like Kelvinator, Godrej, Alwyn, and Voltas were the major players in the consumer durables market, accounting for no less than 90% of the market. Then, after the liberalization, foreign players like LG, Sony, Samsung, Whirlpool, and Aiwa came into the picture durables Today, these players control the major share of the consumer durables market. Consumer market is expected to grow at 13-18% in 2008-2009. It is growing very fast because of rise in living standards, easy access to consumer finance, and wide range of choice, as many foreign players were entering in the market with the increase in income levels, easy availability of finance, increase in consumer awareness, and introduction of new models, the demand for consumer durables has increased significantly. Products like washing machines, air conditioners, microwave ovens, physical security systems were no longer considered luxury items. However, there were still very few players in categories like vacuum cleaners, and dishwashers Consumer durables sector is characterized by the emergence of MNCs, exchange offers, discounts, and intense competition. The market share of MNCs in consumer durables sector is 65%. MNC's major target is the growing middle class of India. MNCs offer superior technology to the Consumers whereas the Indian companies compete on the basis of firm grasp of the local market, their well-acknowledged brands, and hold over wide distribution network. Indian Consumer durables market used to be dominated by few domestic players like Whirlpool, Voltas, Allwyn and Kelvinator. But post liberalization many foreign companies have entered into Indian market dethroning the Indian players and dominating Indian market the major categories being CTV, REFRIGRATOR, MICROWAVE OVEN WASHING MACHINES. And AIR CONDITION

India being the second largest growing economy with huge consumer class has resulted in consumer durables as the fastest growing industries in India. LG, SAMSUNG and GODREJ companies have been maintaining the lead in the market with LG being leader in almost all the categories. The rural market is growing faster than the urban market, although the penetration level is much lower .The CONSUMER segment is expected to the largest contributing segment to the overall growth of the industry. The rising income levels double-income families and consumer awareness were the main growth drivers of the industries.

2.1- INDUSTRY PROFILE


The Consumer Durables industry consists of durable goods and appliances for domestic use such as televisions, refrigerators, air conditioners and washing machines. Instruments such as kitchen appliances like microwave ovens were also included in this category. The sector has been witnessing significant growth in recent years, helped by several drivers such as the emerging retail boom, real estate and housing demand, greater disposable income and an overall increase in the level of affluence of a significant section of the population. The industry is represented by major international and local players such as BPL, Videocon, Voltas, Blue Star, MIRC Electronics, Titan, Whirlpool, etc. The consumer durables industry can be broadly classified into two segments: Consumer Electronics and Consumer Appliances. Consumer Appliances can be further categorized into Brown Goods and White Goods. The key product lines under each segment were as follows.

Industry Size, Growth, Trends


The consumer durables market in India was estimated to be around US$ 5 billion in 2008-09. More than 7 million units of consumer durable appliances have been sold in the year 2007-08 with industrial forming the bulk of the sales with 30 percent share of volumes. Washing machine, refrigerators and Air-conditioners together constitute more than 60 percent of the sales in terms of the number of units sold. In the refrigerators market, the frost-free category has grown by 8.3 percent while direct cool segment has grown by 9 per cent. Companies like LG, Whirlpool and Samsung have registered double-digit growth in the direct cool refrigerator market. In the case of washing machines, the semi-automatic category with a higher base and fullyautomatic categories have grown by 4 percent to 526,000 units and by 8 per cent to 229,000 units, respectively. In the air-conditioners segment, the sales of window ACs have grown by 32 percent and that of split ACs by 97 percent.

Since the penetration in the urban areas for these products is already quite high, the markets for both air condition and refrigerators were shifting to the semi-urban and rural areas. The growth across product categories in different segments is assessed in the following sections.

Consumer Electronics
The Industrial products production was 15.10 million units in 2008-09 and air condition is expected to grow by at least 25 percent. At the disaggregated level, conventional Industrial products volumes have been falling while washing machine and air condition have grown strongly. Market sources indicate that most major air condition rest have phased out conventional and have been instead focusing more on air condition The flat segment of Industrial products now account for over 60 per cent of the total domestic TV production and is likely to be around 65 percent in 2008-09High-end products such as liquid crystal display (LCD)and plasma display Industrial products grew by 400 percent respectively in 200910 following a sharp decline in prices of these products and this trend is expected to continue. The audio/video player market has seen significant growth rates in the domestic market as prices have dropped. This trend is expected to continue through 2009- 2010, as competition is likely to intensify to scale and capture the mass market.

SECTARIAL GROWTH OF CNSUMER ELECTRONICS


According to industry estimates, the total market for refrigerators in India is around 3 million units per annum and is growing at 15 percent annually. However, the entry level refrigerators, which account for nearly 70 percent of the total market, are available at around Rs 7,500-8,000. The consumer electronic products division is being looked after by Godrej Appliances which is a part of Godrej & Boyce. Godrej & Boyce is a privately held company of the group, which produces security equipment and other such products.

"The segment saw a growth of 7 to 8 percent in 2008, and this year the industry is hopeful of clocking a growth of 12 to 15 percent," an official from the Consumer Electronics and TV Manufacturers Association (CETMA) said. The market size, according to CETMA, is estimated at 4.1 million units for 2009.

The size of the refrigerator market is estimated to be 3.5- 4 million units approximately, valued at Rs 50 billion. The domestic penetration rate of refrigerators is about 9%. The penetration of refrigerators is considerably higher in urban areas, which account for 75% of the demand, with rural areas constituting the other 25%. The demand is also higher in the northern and western parts of the country than in the east. The south also has high demand as the warmer weather of the south requires a refrigerator running throughout the year. The electrical industry covers a wide range of products which includes white goods i.e. refrigerators, washing machines, air-conditioners, microwave ovens, washing machines, etc. The existing production capacity is sufficient to meet the domestic demand as well as exports. The industry has been delicensed. Household electrical appliances are now widely used in the country and two technical aspects specific to these products are safety and quality. Steps have also been initiated to ensure adequate testing facilities and availability of quality raw materials and components to the manufacturers to help them in conforming to the specified quality standards. Greater consumer awareness about the quality and safety of these goods is also expected. For safe disposal of lead acid batteries a notification under environment protection act has also been issued.

The refrigerator industry is highly competitive which implies a high premium on quality of the product. Manufacturers of refrigerators have, in general, improved the quality of the product, especially the reliability of the compressor. In so far as new technology is concerned the concept of "Frost free" refrigerators has been gaining popularity. Non CFC (Non-Chlro-fluro-carbons) refrigerators are being manufactured in the country but because of their high initial cost the demand is sluggish.

AIR-CONDITIONERS
But air-conditioner companies are confident that the hot weather will lead to some cool profits. Traditionally, air-conditioners have been considered to be luxury appliances, and therefore, the demand for air-conditioners have either come from the institutional segment or from affluent homes in the top metropolitan cities of India. Thats no longer the case. While easy finance options have made air-conditioners more affordable, companies are also going that extra mile to make air-conditioners a must-have appliance in more and more middle class India homes of inputs including steel and plastics have been rising steadily while competition too has Price cuts as a strategy to increase sales volumes is definitely in the cards of appliance companies. Voltas India Ltd. became the first player in the air-conditioner market to offer consumers an airconditioner in the Rs 10,000 (approx. U.S. $220) price range. Keen on roping in the first-time air-conditioner buyer, Voltas has launched two modelsa 0.6-ton air-conditioner priced at Rs 9,990 (approx. $218) and a 0.8-ton model at Rs 11,000 (approx. $242). For a 0.8-ton airconditioner with a remote control, a buyer would have to shell out an additional Rs 1,000 (approx. $22). These models are ideal for families who live in the chawls (tenements) and small-size flats of Mumbai, where the average room size can be 70 to 100 sq ft. Since the peak temperature in the cities of western and southern India hovers around 35C, the sub 1-ton airconditioners would be more than adequate in terms of cooling power. Clearly the company is not hoping to garner huge margins from the sales of these air-conditioners but is looking at growing sale volumes. Growing sales volume is crucial for air-conditioner companies. During the last 4 years, the cost become intense. This has led to a squeeze on margins. On the positive side, a reduction in excise duties has helped the air-conditioner market to grow rapidly. Last year, the air-conditioner market grew by 15 percent, and this year companies are confident that market growth will register an increase of nearly 25 to 30 percent from last year. While the key players

in the popular segment of the air-conditioner market are Godrej, LG, Voltas, and Samsung, the premium segment is dominated by Japanese brands such as Hitachi, Daikin, and National. As regards air-conditioners, the split air-conditioning is becoming more popular with export orders from abroad. Manufacturers are also being encouraged to adopt environment friendly technology, like, production of non-CFC (Non-Chloro-Fluro Carbons) based air-conditioners. Technologically the Indian window air-conditioner industry has come a long way and is now at par with international level. The earlier noise levels of 68 db are now down to 58 db for airconditioners using reciprocating compressors and even lower for those fitted with rotary compressors. The energy efficiency ratio (EER) now being offered is 0.90 KW hr/Tone compared with earlier figures of 1.2 KW hr/tone. Import of capital goods for the manufacture of non-CFC refrigerator and air conditioners are being allowed duty free.

Consultancy Services: For top level management, employees are recruited through private consultants. They are usually appointed as Departmental Managers.

Walk-ins: This is the main source through which Godrej recruits its employees. People seeking job usually themselves approach the HR department for job vacancy. Employees usually selected from this source are appointed at the entry level as team members.

Employee Referrals: This is the other main source through which employees are selected. Candidates who have given their previous employer as referrals are first interviewed and from their previous employer, opinion is taken about their behaviour and performance in the job. If they receive a positive opinion from their previous employer they are selected.

Campus Recruitment: Young people bring new ideas and fresh enthusiasm. Therefore Godrej some of the reputed educational institutions to hire some of the most talented and promising students as its employees. Selection Procedure The following is the selection procedure that the HR department practices to hire its employees.

Interview: For entry level jobs, the candidates are interviewed by a HR person. They are asked a few basis questions about their education, previous work experience if any, languages known etc. This is done to evaluate the candidates ability to communicate freely and also other skills.

Psychometric Tests:

For higher and top level jobs, candidates are asked to answer a few questions which basically test their sharpness, analytical ability, ability to handle stress, presence of mind etc. This is done as Managers are required to work under stress all the time and still maintain a cool head to make some vital decisions.

Group Discussion:

In campus recruitment students are involved in a Group Discussion, where they will be given a topic on which the group has to deliberate, discuss and arrive at a solution or a decision which is accepted by the whole group. Along with the G D they are also given a written aptitude test. Finally a formal interview will be conducted to assess the overall skills of the student.

Induction New employees selected will be given a 13 day induction and training program. They will be given information about the companys business, different departments etc. They will be informed of their roles, duties and responsibilities. They will also be informed about the HR policies and rules of the company. The new employees will be on probation for a period of 6 months. After this period the HR period along with the department manager will review the performance of the employee. If the employees performance is good and encouraging, the employees services will be confirmed.

Compensation & Rewards

The employees are rewarded suitably with attractive pay packages. The salary of an employee includes basic pay. HRA, special allowance, PF, ESI, Medi claim etc. Annual bonus will be given at the time of Diwali. The employees and their dependents are also entitled for medical treatment in recognised hospitals with cashless hospitalisation with which the company has tieups.

Leaves and other rules

An employee during his probationary period is entitled for 7 days of leave. A confirmed employee is entitled for 30 days of leave in a year. There is only one type of leave the employees can take which is known as All Purpose Leave (APL).All the employees will be given identity cards which they have to wear and also swipe while at the time of entering and leaving the Store.

Performance Appraisal

The HR department conducts performance appraisal of all the employees annually in the month of April. Based on their performance increments will be given in their pay. Training & Development Future group has its own training division for all its employees, known as Future Learning & Development Limited (FLDL). All the employees are given training for 20 days in a year spread over different periods. New pitch: The consumer goods major has hired Bollywood actor Hrithik Roshan to endorse its flagship soap brand Cinthol the Company has lined up major initiatives for its soap business. With 11% market share in value terms, Godrej is the second largest soap maker after Hindustan Unilever. Godrej plans a complete makeover of its flagship soap brand Cinthol and has hired Bollywood actor Hrithik Roshan as a pitchman. The brand, which was launched in 1952 as the first

Deodorant soap in the country has been through several changes since then. It was initially positioned as a male centric product but later it was repositioned as family soap but now, the company plans to pitch it as a youth-centric brand, along with launching new products under the same brand name. We will also introduce hand wash and shower gels under the (Cinthol) brand, said Hoshedar K. Press, executive director and president. In the 1980s, Cinthol was a leading brand with market share in double digits and was endorsed by popular celebrities such as Vinod Khanna and former Pakistani cricketer Imran Khan. According to AC Nielsen, in August, Cinthol had a 2.5% share in the Rs6,000 crore annual soap segment. Cinthol enjoys a good brand equity among consumers, which doesnt reflect in its market share. The repositioning will positively boost growth, says Sameer Deshmukh, an analyst at IL&FS Invest smart Securities Ltd. Godrej is relaunching another soap brand, Fair Glow, with a new look and the initiative will be supported by significant advertising. Godrej is, however, withdrawing the Vigil brand that was relaunched recently. We tested the soap in the market after its relaunch but it didnt do well, so we decided to withdraw it, said Press. The soap segment contributed around 64% of Godrej revenues of Rs758 crore in 2008-09. Godrej is revamping its hair color business as well. It plans to introduce a powder version of Renew, its premium hair colour cream. Several consumers find powder hair colour more convenient and the move is aimed at providing consumers more convenience, said R.K. Sinha, the companys COO, marketing and operations.

While Godrej has an overall share of 36% in the Rs780 crore annual hair colour market, Renew only has a 1.1% share. While its Godrej hair dye powder is the leading product in the hair colorant market with a 27% share, the premium segment is still dominated by multinational brands, such as LOreal. Despite its multiple product plans, Godrej says overall advertising spending for the year will be comparable with last years. It had spent Rs53 crore in advertising and promotion in 2006-07.

Logistics involves detailed and complex work. However, implementing best practice of logistics has become one of the most exciting and challenging operational areas of business and public sector management.

LOGISTIC OF GODREJ
Logistic is a very important department in Godrej. It is responsible for procuring the stock of all the products of the different department. The logistic department receives the goods from warehouse. The warehouse of Godrej is located in Patna, Bihar.

The logistic department receives the stock of different goods and verifies the quality and quantity of goods with the particular given in the Goods Received Statement which it receive along the stock. Then it checks for any damage in the stock receives. If there is no damage in the stock, after recording it in the Stock Inward Register dispatch the goods to the respective departments taking the signature of the department manager.

On the other hand if there is a damage or if the goods do not match the details given in the Goods Received Statement it enter in the Stock Outward Register and send it back to the warehouse along with the Goods Returned.

The logistic department receives two trucks load of stock every day. It is the respective Departmental Manager who place an order to the Zonal Head office trough E-mail for stock of goods when they feel that the stock has to be replenished

4.4-CUSTOMER SERVICE DESK (CSD)

Customer Service Desk is a platform where in Customer service representatives are employed by many different types of companies to serve as a direct point of contact for customers. They are responsible for ensuring that their companys customers receive an adequate level of service or help with their questions and concerns. These customers may be individual consumers or other companies, and their service needs can vary considerably

POLICIES
All customer service representatives interact with customers to provide information in response to inquiries about products or services and to handle and resolve complaints. They communicate with customers through a variety of means by telephone, by e-mail, fax, regular mail; or in person. Some customer service representatives handle general questions and complaints, whereas others specialize in a particular area.

Many customer inquiries involve routine questions and requests. For example, customer service representatives may be asked to provide a customer with their credit card balance, or to check on the status of an order. However, other questions are more involved, and may require additional research or further explanation on the part of the customer service representative. In handling customers complaints, they must attempt to resolve the problem according to guidelines established by the company. These procedures may involve asking questions to determine the validity of a complaint; offering possible solutions; or providing customers with refunds, exchanges, or other offers, like discounts or coupons. In some cases, customer service representatives are required to follow up with an individual customer until a question is answered or an issue is resolved.

Some customer service representatives help people decide what types of products or services would best suit their needs. They may even aid customers in completing purchases or transactions. Although the primary function of customer service representatives is not sales, some may spend time encouraging customers to purchase additional products or services. Customer service representatives also may make changes or updates to a customers profile or

account information. They may keep records of transactions and update and maintain databases of information.

Most customer service representatives use computers and telephones extensively in their work. Customer service representatives frequently enter information into a computer as they are Speaking to customers. Often, companies have large amounts of data, such as account information, that is pulled up on a computer screen while the representative is talking to a customer so he or she can answer specific questions. Customer service representatives also usually have answers to the most common customer questions, or guidelines for dealing with complaints. In the event that they encounter a question or situation to which they do not know how to respond, representatives consult with a supervisor to determine the best course of action. They generally use multiline telephone systems, which may route calls directly to the most appropriate representative. However, at times, they must transfer calls to someone who may be better able to respond to the customers needs.

In some organizations, customer service representatives spend their entire day on the telephone. In others, they may spend part of their day answering e-mails and the remainder of the day taking calls. For some, most of their contact with the customer is face to face. Customer service representatives need to remain aware of the amount of time spent with each customer so that they can fairly distribute their time among the people who require their assistance. This is particularly important for those whose primary activities are answering telephone calls and whose conversations are required to be kept within a set time limit. For those working in call centers, there is usually very little time between telephone calls. When working in call centers, customer service representatives are likely to be under close supervision. Telephone calls may be taped and reviewed by supervisors to ensure that company policies and procedures are being followed. Job responsibilities also can differ, depending on the industry in which a customer service representative is employed. For example, those working in the branch office of a bank may assume the responsibilities of other workers, such as teller or new account clerk, as needed. In insurance agencies, a customer service representative interacts with agents, insurance companies, and policyholders. These workers handle much of the paperwork related to insurance policies,

such as policy applications and changes and renewals to existing policies. They answer questions regarding policy coverage, help with reporting claims, and do anything else that may need to be done. Although they must have similar credentials and knowledge of insurance products as insurance agents, the duties of a customer service representative differ from those of an agent as they are not responsible for seeking potential customers. Customer service representatives employed by utilities and communications companies assist individuals interested in opening accounts for various utilities such as electricity and gas, or for communication services such as cable television and telephone.
